Hotel reservation process: how an enquiry becomes one booking record

A 2026 owner guide to the hotel reservation process: where bookings come from, the 6 steps from enquiry to confirmation, reservation statuses, holds and deposits, and how every booking becomes one record.

Add Kiyo to your preferred sources on Google

The hotel reservation process is every step between a guest's first question and a confirmed booking in your system. You check availability, quote the rate, take the guest's details and payment terms, enter the booking and send a confirmation. For a small hotel, one rule matters most: every booking, from every channel, becomes one record in one calendar.

Bookings now reach small properties from many places at once. A couple books on an OTA. A family asks on WhatsApp. A company calls for three rooms. A traveller walks in at 21:00. Each path is fine. The trouble starts when each one is handled in a different way. This page maps the booking record. Replies, prevention and incidents each have their own page, linked below.

What is the hotel reservation process?

A reservation is a promise. The guest promises to come on certain dates, and you promise to keep a room for them. The reservation process is how you make that promise, write it down and keep it.

People use "booking" and "reservation" to mean the same thing, and that is fine. Some hotel schools use "reservation" for the request and "booking" for the confirmed stay. For a small property, the words matter less than the record. A reservation is real only when it is in your calendar with a status everyone understands.

A good process does three jobs:

  • It protects the room. Nobody else can sell it once it is promised.
  • It protects the money. Everyone knows what the guest has paid and still owes.
  • It protects the guest. The person at the desk sees the same facts the guest was told.

Where do reservations come from?

Most small hotels and villas take bookings from five sources. The table shows who enters each one, and when the room stops being for sale. The last column is the question to ask about each source.

SourceWho enters itWhen the room is lockedPayment usuallyOwner question: can this room be sold twice?
OTAArrives by itself through your channel managerAt bookingPer the OTA's termsVery unlikely while every booking is in the system
Your website or booking engineArrives by itselfAt bookingOnline, at bookingNo
WhatsApp, Instagram or FacebookStaff, by handWhen staff enter itDeposit or bank transferYes, until someone enters it
Phone or emailStaff, by handWhen staff enter itDeposit, or at the stayYes, until someone enters it
Walk-inFront deskWhen the desk enters itAt the deskYes, until the desk enters it

The pattern is clear. Bookings that arrive by themselves lock the room at once. Bookings typed by a person lock the room only when that person enters them. Bookings taken outside your system (WhatsApp, phone, walk-in) must be entered right away.

What are the 6 steps of a hotel reservation?

Use the same six steps for every booking that a person takes by hand. Online bookings skip straight to step 5 or 6, because the system does steps 1 to 4.

  1. Take the enquiry. Write down dates, number of guests, room type, arrival time and any special request. Ask for the guest's name and a phone number or email.
  2. Check availability. Look at the live calendar, not a notebook or memory. If the room is free, go to step 3 straight away.
  3. Enter the booking or a hold. Put it in your system now, before you send the price. A hold closes the room on every channel while the guest decides.
  4. Quote the rate and the terms. Send the total price, what it includes, the deposit due, the payment deadline and the cancellation rule.
  5. Take the payment or deposit. Record what was paid, how and when. Attach proof, such as a transfer receipt.
  6. Send the confirmation. Confirm dates, room type, guests, total, amount paid, balance due and check-in time. Our guide to hotel booking confirmations has a full checklist.

Step 3 comes before step 4 on purpose. If you quote first and enter later, the room stays on sale while the guest reads your message. Entering first closes that gap.

How you word and time each reply is a separate job. Our hotel guest communication guide sets one reply standard for every channel, and our guide to WhatsApp guest messaging for hotels covers that channel in detail.

What should you record at each stage?

Record enough to keep the promise, and no more. Indonesia's personal data protection law, Law No. 27 of 2022, sets rules for how businesses collect and use personal data. Many other countries have similar rules, so collect only what you need for the stay.

StatusWhat it meansWhat must be recorded
EnquiryA guest asked, nothing promisedDates, guests, room type, contact
Hold (tentative)Room kept for a short time while the guest decidesHold deadline, who placed it
Payment pendingBooking made, payment still clearingAmount due, how the guest is paying
ConfirmedYou and the guest agree on the stayTotal, terms, confirmation sent
SecuredConfirmed with a deposit or card on fileAmount paid, proof, balance due
ChangedDates, room or guests updatedWhat changed, who changed it, new total
CancelledThe stay will not happenDate cancelled, refund or charge under your policy
No-showThe guest did not arriveTime you marked it, any charge under your policy

If you use the WhatsApp Business app, you can tag chats by stage, such as "quote sent" or "deposit paid". WhatsApp's help page explains how to use labels (newer versions call them lists). A tag helps you find the chat. The booking itself still belongs in your calendar.

How do holds, deposits and "payment pending" work?

A hold keeps a room for a guest who has not paid yet. It is useful, but it needs a deadline. Without one, a room can sit empty while you wait for a guest who already booked elsewhere.

Set your hold rules once, in writing:

  • How long a hold lasts. Pick a time that fits your booking pattern and say it in every quote.
  • What happens at the deadline. Send one reminder, then release the room.
  • What a deposit secures. Say whether it is refundable and when the balance is due.

Our guide to arrival deposit follow-up has message examples for chasing a deposit politely.

Online bookings can also wait on payment. The room is locked the moment the guest books, but the guest's details may only arrive once payment is confirmed. While that happens, the booking shows as "payment pending" and the room stays held. This is normal. It is not a double booking, and you do not need to resell the room.

How do you handle changes, cancellations and no-shows?

Treat every change as a new small reservation. Check availability for the new dates first, update the record, then confirm the change in writing. Never change a booking in the chat only.

For cancellations, follow the rule you sent in the quote, not a rule you decide on the day. If you do not have a clear written policy yet, start with our hotel cancellation policy template.

For no-shows, decide in advance when a guest counts as a no-show, for example after a set time on the arrival day. Mark the record, note any charge your policy allows, and release the room for later nights if the guest is not coming.

Before each arrival day, check that every booking for tomorrow is in the system and correct. Our guide on checking hotel bookings before arrival gives a short daily routine.

What are the most common reservation mistakes?

Most reservation problems come from the same few habits:

  1. A booking lives only in a chat. A WhatsApp or phone booking is agreed but not entered right away. Online channels keep selling the room. This is the main double-booking risk for small properties. Our stop double bookings guide covers prevention in full.
  2. No hold deadline. Rooms sit blocked for guests who never pay.
  3. Two people, two notebooks. The morning and evening staff keep different records.
  4. The quote and the record differ. The guest was promised breakfast, but the booking does not say so.
  5. No written confirmation. The guest has nothing to show when there is a question at check-in.

If a room does get sold twice, act fast and follow a plan. Our guide on what to do when a guest is double-booked walks through the first hour, step by step.

How does Kiyo handle reservations?

In Kiyo, every booking from your connected channels, your direct booking engine and your team lands in one calendar. OTA and website bookings arrive by themselves. When your team takes a booking on WhatsApp or by phone, they enter it in Kiyo, and the room locks on all connected channels within milliseconds.

Online bookings whose payment is still clearing show as "payment pending" while the room is held. Guest details arrive when payment is confirmed. If an OTA booking needs a change or a cancellation, make it in that OTA's extranet, and the update comes in to Kiyo. Every plan includes payment links and guest emails. On Pro and higher plans, WhatsApp, Instagram and Facebook messages sit in the same inbox as your OTA messages, so the enquiry and the booking are in one place.

Kiyo is live and open to all properties. We set it up with you over WhatsApp or a demo call. Plans start from Rp40k per room per month; the pricing page slider shows your exact price.
