Minutes 0 to 5: is it really a double booking?
Check this first. Many "double bookings" are not double bookings at all. Open your calendar and look at both bookings side by side.
Is one of them a booking on hold? In Kiyo, availability locks instantly; guest details arrive when payment is confirmed; the room is held in the meantime. That booking shows as "payment pending".
So if you see "payment pending", your room is safe. The night was closed on every connected channel the moment the guest booked. The name and payment details can arrive minutes, or sometimes hours, later. Do not resell the room or move the booking. Just wait for the details.
Then run these quick checks:
- Dates. Does one guest leave today and the other arrive today? That is a normal turnover, not a clash.
- Same guest twice. Is it the same name, booked twice by mistake?
- Cancelled booking. Was one booking already cancelled or changed?
- Room type. Are both bookings for the same room, or just the same room type with a free room left?
If none of these explain it, you have a real double booking. Move on.
Minutes 5 to 15: which booking keeps the room?
Usually the booking that was confirmed first keeps the room. Check the time each booking was made in your records. Then check the rules of the channel each guest booked through, because they differ.
- Booking.com asks you to contact its customer service and mark the reservation as a double booking. It asks you to move the guest to a room of the same or better standard at no extra cost. If you have no room, it says finding a same or better place elsewhere is your job, and so is the cost. See Booking.com's double-booking guide.
- Airbnb treats a double-booked listing as a case where the host can be responsible for the cancellation. Its host cancellation policy says fees and other consequences can apply, such as a blocked calendar. It also says a host may not push the guest to cancel.
- Direct bookings follow your own policy. This is where a clear cancellation policy helps.
Rules change, and other channels have their own. Check the current rules for your channel before you act.
Minutes 15 to 30: where do you move the guest?
Move the guest who loses the room to the best option you can find. Start inside your own property and work outwards.
| Option | When it works | What to cover |
|---|
| Upgrade in your property | A better room is free tonight | Nothing extra for the guest |
| Another unit you run | You have a sister villa or second building | Transport if it is not walking distance |
| A nearby property | You are full | The room, plus transport there |
| Refund and help | The guest prefers to leave | A full refund, plus help finding a room |
Keep a short list of nearby properties you trust, with a phone number for each. Call them before you need them. In a rush, that list saves you a lot of phone calls.
Minutes 30 to 45: what about the money?
Make it right, and make it simple. The guest did nothing wrong.
- OTA booking: follow that channel's steps. Tell them where you moved the guest and any extra cost.
- Direct booking: refund what the guest paid for the nights they lose, using your normal method.
- Price difference: if the new room costs more, you pay the gap, not the guest.
- Transport: pay for the ride to the new place.
- A small gesture: a free breakfast or a late check-out when they come back. Keep it real, not a promise you cannot keep.
Write down every cost. You will need it for the log, and the channel may ask for it.
What should you say to the guest?
Be honest, short and calm. Say sorry once. Then say what you have already done. Do not blame a website or a colleague.
At the desk, guest standing in front of you:
"I am so sorry. We made a mistake and your room was booked twice. I have already found you a room at [property], which is [same or better]. A driver will take you there now, and we cover the cost. Here is my number if you need anything tonight."
By message, guest not yet arrived:
"Hello [name], this is [your name] from [property]. I am sorry, but we have a problem with your room for [date]. It was booked twice by mistake. I have reserved a [room type] for you at [property] for the same dates, at no extra cost. Transport is on us. Can I confirm this for you?"
Send the message on the channel the guest uses most. Our guide to WhatsApp guest messaging for hotels has more tips on tone.
Minutes 45 to 60: how do you stop it happening again?
Write down what happened while it is fresh. One short log line is enough.
| Field | Example entry |
|---|
| Date and room | Tonight, room 4 |
| Booking 1 | Channel, time booked, who entered it |
| Booking 2 | Channel, time booked, who entered it |
| Cause | Phone booking taken but not entered |
| Fix | Rule: enter every booking before confirming |
| Cost | New room, transport, refund |
On a connected calendar, the main cause to look for is a booking taken outside your system. A WhatsApp, phone or walk-in booking that is not entered right away leaves the room open online. Make one rule for the whole team: no booking is confirmed until it is in the calendar.
Then add a daily habit of checking bookings before arrival. For the full prevention plan, read our guide to stopping double bookings. If you link Airbnb and Booking.com with calendar links, also check how they are set up in our guide to Airbnb calendar sync with Booking.com.
How does Kiyo help in that hour?
Kiyo gives you the facts fast. On every plan, the calendar and reservation history show who booked, through which channel, and when. A booking on hold shows as "payment pending", so you can tell a held room from a real clash at a glance. On Pro and Business, you can reply to OTA guests and WhatsApp guests from one inbox while you sort it out.
Kiyo is live and open to all properties. We set it up with you over WhatsApp or a demo call. Rebooking and refunds stay your call, made with your team and the channel.
Frequently asked questions
No. In Kiyo, the room was locked on all connected channels when the guest booked, and it stays held while payment clears. Guest details follow. Do not resell or move the room.
Check the channel's rules first. Airbnb says a double-booked listing can make the host responsible for the cancellation, with fees and other consequences. Booking.com asks you to contact its customer service.
Usually you do. Booking.com says if you have no other room, you find a same or better place elsewhere and cover the cost. Plan for transport too.
Enter every booking from every source in one calendar before you confirm it. Then check the next few days of arrivals each morning. Our double-booking guide covers the full plan.
